A clothing brand's inbox fills with the same questions every day: Will a medium fit me? Is the black one back in stock? When will my order arrive? Can I exchange this for a size up? How you answer them decides whether a browser becomes a buyer, and whether a buyer comes back. This guide covers customer service for clothing brands and online fashion stores: what shoppers ask, which channels to answer on, how to handle size, delivery and return questions, reply templates you can copy, what to measure, and what to automate.
It is written for small and growing fashion brands selling online, on Instagram and WhatsApp, in the US, the UK, Europe, the Gulf and beyond. The examples are clothing, but most of it works for shoes, bags and jewellery too.
Customer service for a clothing brand in one minute
- Answer where shoppers already message you: Instagram DMs, WhatsApp, your website chat and email.
- Reply fast. Questions before a purchase are sales questions, and the first brand to answer usually gets the order.
- Put size and fit help on every product: a size chart, the model's height and size, and a fit note.
- Send order updates before customers ask "where is my order?".
- Publish a clear returns and exchange policy, and offer an exchange before a refund.
- Save replies for your ten most common questions, and keep a person on complaints.
- Measure first response time, conversations that turn into orders, and return reasons.
What customers ask a clothing brand
Most messages to a fashion brand fall into a handful of types. Sort a week of your own DMs and emails into them and you will know what to fix first.
| Question | Example | What a good answer needs |
| Size and fit | "I'm 5'5" and usually a UK 10. Which size?" | Garment measurements, fit notes, the model's size, how others found it |
| Price and details | "Price please" under a Reel | Price, sizes, colours and a link, sent privately |
| Stock | "Is the green one available in M?" | Live stock by size, and a restock date or a similar item |
| Delivery | "Will it arrive before Saturday?" | Shipping times by region, cut-off times, express options |
| Where is my order | "I ordered a week ago, nothing yet" | The order's status and tracking link, an honest delivery date |
| Returns and exchanges | "Can I swap this for a size up?" | The policy, the steps, who pays shipping, how long a refund takes |
| Styling | "What goes with this skirt?" | Two or three products that pair with it, with links |
| Problems | "The zip broke after one wear" | An apology, a fix (replacement, refund) and a person who owns it |
The first five are questions asked before or right after buying. They are repetitive, they have one right answer that lives in your catalogue or your store, and they are where speed matters most. The last ones need judgement.
Where to offer customer service: channels compared
Fashion shoppers rarely phone a brand. They message it, usually on the app where they found the product. Offer the channels your customers already use, and answer all of them from one place if you can.
| Channel | Best for | Rules to know |
| Instagram DMs | Questions from Reels, posts, Stories and ads | A business can reply to a DM within 24 hours of the customer's last message |
| Order updates, exchanges, repeat customers | Free-form replies within 24 hours of the customer's last message; after that only approved templates, which Meta charges for | |
| Website chat | Size and stock questions on the product page | No platform limits; answer while the shopper is still on the page |
| Returns paperwork, invoices, long complaints | Slow for sales questions; fine for anything that needs a record | |
| Store or phone | Fittings, alterations, local customers | Only during opening hours |
Instagram's messaging rules are in Meta's Messaging API documentation. On WhatsApp, Meta charges per message: since 1 October 2026 replies inside the 24-hour window are free for the first 1,000 per number each month, and order updates sent as utility templates are charged. Our guide to connecting Shopify to WhatsApp walks through the costs by country.
If Instagram suddenly won't let you reply to a customer, see why Instagram says you can't send messages at this time.
How fast should a clothing brand reply?
As fast as you can, because a question asked before buying has a short life. In a study published in Harvard Business Review, firms that contacted a lead within an hour were nearly seven times as likely to qualify it as firms that waited even an hour longer. A shopper asking about a dress has usually asked two other brands too.
- Aim to answer pre-purchase questions (size, stock, price, delivery) within minutes during your working hours.
- Set an away message for nights and weekends that says when you will reply and links your size guide and delivery page. Our WhatsApp auto-reply guide shows how.
- Give after-sale questions (returns, problems) a clear promise, such as within one working day, and keep it.
Size and fit questions: the biggest share of fashion customer service
Fit is the question clothing brands answer most, and the most expensive one to get wrong. McKinsey's survey of North American apparel retailers found about 70% of returns come from poor fit or style. Coresight Research estimated the US online apparel return rate at 24.4% in 2023, with size and fit the top reason brands gave.
- Show garment measurements, not only a generic size chart: chest, waist, hip and length for each size.
- Add a fit note to every product: runs small, relaxed, true to size, stretch or no stretch.
- Say what the model is wearing and how tall they are.
- Ask for height, usual size and fit preference when someone asks "which size?", and answer with one size and why.
- Log every fit question by product. A product that draws many fit questions needs a better description, not more replies.

"Where is my order?": cut it before it arrives
Delivery questions are the easiest to prevent. Customers ask when they hear nothing, so tell them first.
- Send an order confirmation with the expected delivery date, a shipping message with the tracking link, and a message on the delivery day.
- Send those updates where the customer is: email always, and WhatsApp if they opted in to it.
- When a parcel is late, message before the customer does, with a new date.
- Show cut-off times for express shipping and for delivery before holidays and sales on your site.
Returns and exchanges
Returns are part of selling clothes online. The National Retail Federation and Happy Returns expected 19.3% of online sales to be returned in 2025, and apparel runs higher than most categories. Good customer service makes a return easy and turns as many as possible into exchanges.
- Write the policy in plain words: how many days, what condition, who pays shipping, how and when the refund arrives.
- Offer an exchange or store credit first, with a size suggestion, before a refund.
- Ask for the reason on every return (too small, too big, colour, quality) and read the answers monthly.
- Reply to a return request with the steps and a label, not a question about why.
What the law requires in the UK, EU and US
Your policy can be more generous than the law, never less. In the UK, the Consumer Contracts Regulations let an online buyer cancel within 14 days after the goods arrive, send them back within 14 days of telling you, and get a refund within 14 days of you receiving the goods (or proof they were sent). In the EU, online buyers can withdraw within 14 days of delivery without giving a reason. These are the minimums; check the exceptions, such as made-to-measure items, with the official pages.
In the US, the federal rule that matters most for customer service is about shipping, not returns. Under the FTC's mail order rule, you need a reasonable basis to ship within the time you state, or within 30 days if you state none, and if an order will be late you must ask the customer to agree to the delay or offer a refund.
Complaints and reviews
A complaint handled well often earns a better review than an order with no problem. Answer it quickly, apologise once, fix it, and have one person own it until it is closed. Keep a person in the loop: in a Gartner survey, 87% of customers said companies using generative AI for customer service must give access to a human agent.
After a problem is fixed, it is fair to ask for a review. Our guide to Google reviews for clothing stores has templates and the rules on asking.
Customer service reply templates for clothing brands
Save these as quick replies in the WhatsApp Business app (our auto-reply guide shows how) or in your team's shared notes for Instagram, then edit them in your brand's voice.
Price and details ("price please")
"Hi Maya, thanks for asking! The linen midi dress is $68, in sizes XS to XL, in sage and black. Here's the link: [link]. Want help with the size?"
Which size?
"Happy to help! Could you tell me your height and the size you usually wear? This dress runs slightly small in the waist, so most people size up if they're between sizes."
Out of stock
"The green one in M is sold out right now. We expect it back around [date]. Shall I message you when it's in? The same dress in olive is in stock in M if you'd like to see it."
Where is my order?
"Sorry for the wait, Sam. Your order #1042 left our warehouse on Tuesday and the courier shows delivery on Friday: [tracking link]. I'll keep an eye on it."
Exchange request
"No problem at all. Send it back within [X] days, unworn with tags, using this link: [link]. Which size would you like instead? I can hold it for you now."
Damaged or wrong item
"I'm really sorry, that shouldn't have happened. Could you send a photo of the item? I'll send a replacement today and a prepaid label for the return."
Away message
"Thanks for your message! We reply from 9 am to 7 pm, Monday to Saturday. Meanwhile, our size guide is here: [link] and delivery times are here: [link]."
Customer service metrics for fashion brands

| Conversations to orders | How many chats end in a purchase | Tag chats that led to an order for a month |
| Questions by type | What your pages fail to answer | Count size, stock, delivery and return questions weekly |
| Return rate and reasons | Which products and sizes come back | By product, monthly |
| Resolution time | How long problems stay open | Within one working day for most |
| Reviews and ratings | How customers feel afterwards | Read every 1-3 star review |
What to automate, and what to keep human
Most of the questions above have one right answer that sits in your catalogue or your store: price, sizes, stock, delivery times, order status, the returns policy. Those are what to automate first, because they come at all hours and in bursts, after a Reel takes off or during a sale. Keep a person on complaints, custom orders, bulk and wholesale requests, and anything a customer is upset about.
A bad bot is worse than none. In a Gartner survey of 3,566 customers in early 2026, only 27% would try a chatbot again after a negative experience. So start with a narrow set of questions the assistant answers well, let it hand the chat to a person when it isn't sure, and show customers how to reach a human.

FAQs
What does good customer service look like for a clothing brand?
Fast answers on the channels shoppers use, clear size and fit help on every product, order updates before customers ask, an easy returns and exchange process, and a real person for problems.
What are the most common customer service questions in fashion retail?
Size and fit, price and product details, stock by size, delivery times, order tracking, and returns and exchanges. Together they make up most messages a clothing brand receives.
How quickly should an online clothing store answer customer messages?
Within minutes for questions before a purchase, during working hours, because shoppers ask several brands at once. Set an away message for nights and give after-sale issues a clear promise, such as one working day.
Should a clothing brand offer customer service on Instagram and WhatsApp?
Yes, if customers message you there. Most fashion shoppers find products on Instagram and ask in DMs. WhatsApp suits order updates and exchanges where customers already use it.
How can a fashion brand reduce returns through customer service?
Answer fit questions with a specific size and a reason, show garment measurements and fit notes, offer exchanges before refunds, and use return reasons to fix product pages.
Can AI handle customer service for a clothing brand?
It can answer the repetitive questions (sizes, stock, price, delivery, order status, returns policy) from your catalogue and store, at any hour. Keep people on complaints and special requests, and let the AI hand chats over.
